Setting up customer support in HubSpot Service Hub without over-engineering it

Support tooling fails in two directions: a shared mailbox with no structure, or a ticketing system with fifteen categories nobody maintains. Aim between them.

Start with one pipeline and few statuses

New, in progress, waiting on customer, resolved, closed. Add categories only when you can name the report that will use them. Category taxonomies grow faster than the discipline to maintain them.

Connect the channels customers actually use

Shared email inbox, website chat, and โ€” in the Gulf especially โ€” WhatsApp Business. Every conversation should create or update a ticket associated to the contact and company, so support history is visible on the same record sales opens.

Define SLAs you can defend

First response and resolution targets by priority, with business hours matched to the market you serve. Automate breach alerts to a manager, not just to the assignee. An SLA without escalation is a target, not a commitment.

Build the knowledge base for two audiences

Customers and your own team. Every ticket resolved with a novel explanation is a knowledge base article waiting to be written. This is also the content generative assistants can cite when customers ask about your product.

Route by skill and language

Assign by product area and language rather than round-robin. Escalation paths should be explicit, with a named owner per tier.

Report on revenue impact, not just volume

Ticket volume by product area (a product problem, not a support problem), first response and resolution time, reopen rate, CSAT, and โ€” the important one โ€” churn and renewal rate for accounts with high ticket volume. Support is a revenue function when you measure it as one.

Close the loop with sales and product

Automate a notification to the account owner when a customer raises a high-priority issue, and review the top recurring ticket reasons with product monthly. Most retention gains come from removing ticket causes, not from answering faster.
